AI automation in a service business means software that carries out a repeated task from a set trigger, such as a new enquiry, a booked appointment or a finished job. This post covers the size of the sector, the tasks worth automating first, and the rules that limit what can run without a person.
The sector
SME Corp Malaysia reports, from Department of Statistics Malaysia (DOSM) data, that micro, small and medium enterprises were 96.2% of all establishments in 2025, a total of 1,292,580 firms. The services sector made up 83.7% of them, or 1,081,609 firms. Microenterprises, the smallest size class, were 77.4% of the total.
Tasks that repeat
Each task below starts from a trigger the business already records. The business sets the rules for each service.
| Task | Trigger | What the software does |
|---|---|---|
| Enquiry reply | A message arrives on a connected channel | Answers common questions, collects the details the business asks for, offers a booking |
| Booking | The customer picks a slot | Checks the calendar, creates the event, sends a reminder |
| Customer record | An enquiry qualifies or books | Creates or updates the CRM entry |
| Quote and invoice | A job is approved or finished | Drafts the document from the record for staff to approve |
| Follow-up | A job is marked complete | Sends a check-in and a review request |
Response speed
The Harvard Business Review analysis covered 1.25 million sales leads received by 29 B2C and 13 B2B companies in the US. Companies that tried to contact a lead within an hour were nearly seven times as likely to qualify it as companies that tried an hour later. The authors audited 2,241 US companies separately: 37% answered a test web enquiry within an hour. The data dates from 2011 and covers US firms.
Starting with one path
A single path from first message to follow-up gives one result to measure, which is the number of enquiries left unanswered. A path for a new WhatsApp or Facebook enquiry runs through qualification, calendar booking, a CRM entry, an appointment reminder, a drafted invoice and a review request after the job.
What stays with staff
Some cases go to a person with a summary of the conversation.
- A complaint or a dispute.
- A job outside the services the business lists.
- An answer the system has low confidence in.
- A customer who asks for a person.
The WhatsApp policy requires this route for automation. Malaysia's National Guidelines on AI Governance and Ethics (MOSTI, 2024) describe human-in-the-loop oversight as the capability for human intervention in every decision cycle of an AI system.
Rules that apply
WhatsApp allows free-form replies inside a 24-hour window that resets with each customer message. Outside it, only approved templates can be sent, and only to people who opted in. Section 6(1)(a) of the Personal Data Protection Act 2010 bars processing personal data without the data subject's consent, subject to the exceptions in section 6(2). Section 7(1) requires a written notice that states the purposes. The reprint cited is current to 1 July 2023.
What OtomoAI builds
OtomoAI builds these paths for service businesses across Malaysia. Connected channels feed one inbox. The system qualifies each enquiry, books the calendar, writes the CRM record, sends reminders, drafts quotes and invoices for staff approval, and sends a follow-up after the job. Cases outside the business's rules go to staff.
